The strap was ordered on 7 August and the carrier marked the parcel as delivered on 14 August. The first message we received from you about the missing delivery was on 10 September, almost a month later. Unfortunately, by that point the carrier’s investigation period had already passed, which means we are no longer able to open a formal delivery investigation for this shipment.

We completely understand that this is frustrating, but this is also why missing parcels need to be reported as soon as possible after the expected delivery date. Had we heard from you earlier, we could have started the investigation while the carrier was still able to trace the parcel.

We also want to clarify that your enquiry was answered. Because this concerned an older shipment, it took a little longer for us to retrieve and review the order details, but your message was not ignored.

We are genuinely sorry that we cannot offer the same investigation options now that so much time has passed, and we understand that this is not the outcome you were hoping for.

After going through the correspondence, we can confirm that our customer service team followed our normal warranty and return policy. Because the purchase was more than 60 days old, we were no longer able to provide a prepaid return label. We understand that this can feel disappointing when the watch has developed a fault within the warranty period, so we want to explain clearly that the warranty itself is still valid. The point here is only that free return shipping is no longer included after that period.

We also saw in the correspondence that you offered to edit your Trustpilot review in exchange for a free return label. We completely understand that this was likely suggested because you were frustrated and wanted a practical solution. However, we cannot change our return conditions in exchange for a review being edited or removed. That would not be fair or consistent. Our customer service team did, however, offer several other options that could help resolve the issue without requiring you to send the watch back to the Netherlands.

We are genuinely sorry that the situation left you feeling unsupported, because that is clearly not the experience we want you to have. At the same time, after reviewing the case in full, we can see that the team did handle it in line with the policy that applies to all customers and did try to offer alternative ways forward. We hope this extra context helps explain why the prepaid label could not be provided and shows that the decision was not made simply to dismiss your problem.

The watch was in stock. Your order was placed on 10 September at 4:45 pm, around 15 minutes before our warehouse closed for the day. You then cancelled the order yourself at 9:02 am the following morning, just two minutes after we reopened. At that point, the team had not yet had the opportunity to process and send the watch.

We completely understand that you expected next-day delivery based on the information shown when ordering, and we are sorry that this expectation left you feeling let down. At the same time, in this case the order did not remain active long enough for us to actually process it the next morning.

We are really sorry that what should have been a straightforward replacement strap purchase ended up feeling confusing and disappointing, especially at this price point. We completely understand why you would expect the buckle question to be much clearer before ordering.

The strap and buckle are sold separately, and in many cases customers can reuse the buckle from their old strap. That said, we can see why this was not obvious enough here, especially when the fitting tool was suggested but the buckle itself was not clearly brought into the same decision. We also understand how frustrating it is when the correct buckle for your ML800 series is not immediately clear and you are left having to work it out yourself.

Your feedback about showing the buckle as a more visible recommendation is a very fair point, and we will take that internally. We are sorry this left you with the feeling that something important had been missed during the ordering process.

Because the strap itself is fine but the tool appears not to match what was needed, we would really like to check exactly what happened with your order. As soon as we have that, we can look into the specific strap and tool combination and see whether the wrong tool was supplied or whether something needs to be corrected in the product information.

The tool ordered with the strap was a spring bar tool, which is designed for straps that are attached with spring bars. Your strap, however, is fitted with screws, so that tool was never going to be suitable for removing them. We completely understand why this was so frustrating from your side, especially when you bought the tool expecting it to help with fitting the strap and then had to go out and buy a separate precision set instead.

We are glad you were eventually able to get the strap fitted, but we are sorry the accessory choice made the job much more difficult than it needed to be.
